Meeting Emma's expectations is a significant challenge, especially for businesses. Delays, miscommunications, awkward (digital) interactions, and errors frequently occur due to inadequate data architectures. It is a regular Saturday, and Emma, a Gen Z-er from Belgium, is on her way to the shopping mall. She’s on the hunt for a new lunchbox—a bento box—after seeing a personalized promotion in the mobile app of her favorite home furnishings store.

Thanks to effective targeting by the marketing team, the brand has reached right into her pocket. Emma is ready to buy. The use of the app in a physical retail environment presents a great opportunity, not only for an enjoyable shopping experience but also for seamless upselling. Perhaps Emma needs other products, or maybe it's time for lunch... This is the moment to test the collaboration between the marketing, e-commerce, and retail teams.

However, as Emma begins her promising shopping experience, several issues arise:
 

  1. Emma is unable to scan her promotional codes with her Belgian customer card, making it impossible to redeem her personalized promotion.
     

  2. An employee suggests that Emma create a Dutch customer card, but she discovers it’s not possible to register a Dutch card with a Belgian address. She resolves this by entering the store's address as her own.
     

  3. This leads to complications with home delivery since, according to her account, Emma now "lives" in the store.
     

  4. Handling complaints, which requires access to Emma’s purchase history, becomes more difficult because there isn’t a single app that consolidates all her information.

What started as a promising concept quickly becomes disappointing and complicated for both Emma and the company. Emma doesn’t get what she wants, and customer service is limited in their ability to assist her. Meanwhile, the company is left dealing with duplicate and inaccurate data, resulting in a disrupted customer journey.
